Measure CSAT at the right moments
Do not send a generic CSAT survey quarterly to your full list. Measure satisfaction at key interaction points: after onboarding, after a support interaction, after a product update, after a feature is first used. Transactional CSAT - tied to a specific event - produces more actionable data than relationship CSAT.
Add Customer Effort Score (CES)
CSAT measures satisfaction. CES measures how easy it was. Ask "How easy was it to [accomplish X]?" after key workflows. High effort = friction = churn risk. CES is a stronger predictor of churn than CSAT alone because it measures the process, not just the outcome.
Segment satisfaction by user type
Average CSAT hides important differences. Enterprise users may be satisfied while SMB users struggle with a complex UI. New users may be frustrated with onboarding while power users are happy with advanced features. Segment CSAT by plan, tenure, use case, and role before drawing conclusions.
Read and categorize open-text responses
The CSAT score tells you who is unhappy. The open-text follow-up tells you why. Tag responses by theme: UI friction, missing feature, slow performance, unclear documentation, billing confusion. Count themes across your lowest-scoring segment. The most common theme is your highest-priority improvement.
Fix the highest-impact issues first
Prioritize improvements that affect the most users in the most important segments. A UI issue affecting enterprise users is higher priority than the same issue affecting trial users. Build a backlog of satisfaction improvements from survey themes and ship them in priority order.
Close the loop with dissatisfied users
When a user gives a low CSAT score, reach out personally - within 24-48 hours. Acknowledge the issue, explain what you are doing about it, and ask what would help. Personal outreach from low CSAT scores improves retention of unhappy accounts significantly.

CSAT Score
% of respondents who gave a positive rating (4-5 on a 5-point scale). SaaS benchmark: 75-85% is good, 85%+ is excellent.
Customer Effort Score (CES)
Average effort rating on key workflows. Lower effort = higher retention. Track separately from CSAT.
CSAT by touchpoint
Satisfaction score for each key interaction - onboarding, support, feature release. Shows where the experience breaks down.
CSAT trend
Score over time - are improvements moving the needle? Track quarterly against your improvement backlog.

When should I use CSAT vs. CES?
Use CSAT when you want to measure how satisfied users are with an outcome (support resolved my issue, I accomplished my goal). Use CES when you want to measure how easy a process was (how easy was it to set up X, to find Y, to complete Z). Both measure satisfaction from different angles - effort predicts churn, satisfaction predicts loyalty.
